Most Jamaican contact centres track CSAT — customer satisfaction — and treat a score above 80% as a sign things are running well. The problem is that CSAT measures how a customer felt at the end of an interaction. It does not measure how hard they had to work to get there.
Customer Effort Score (CES) fills that gap. It asks one question: how easy was it to get your issue resolved? Responses run on a seven-point scale, from "very difficult" to "very easy." Gartner research found that high-effort interactions are four times more likely to lead to customer disloyalty than low-satisfaction interactions. Put simply: a customer who was slightly disappointed but got their issue sorted in three minutes is more likely to return than one who was pleased with your agent's warmth but had to call back twice.
