The Staffing Problem Every Jamaican Contact Centre Faces
Too few agents and customers wait too long — some abandon the queue and never call back. Too many agents and you are paying people to sit idle while call volume is light. Getting the balance right is one of the hardest operational challenges in running a contact centre in Jamaica, especially when call patterns shift dramatically by time of day, day of week, and season.
Most contact centre managers in Kingston and Montego Bay either rely on gut feel or carry last month's schedule forward and hope the volume holds. The result is predictable: either over-staffing that burns payroll, or under-staffing that burns customer relationships. There is a better way — and it starts with the data your phone system is already capturing.
Step 1: Pull Your Historical Call Volume Data
Before you can staff correctly, you need to know when your calls actually arrive. Your cloud phone system should give you call logs broken down by hour and day of the week. You are looking for:
- Calls per hour across each day of the week
- Peak windows — typically 9–11 AM and 2–4 PM for most Jamaican businesses
- Friday vs Monday variance — often significant, with Friday afternoons consistently high as customers try to resolve issues before the weekend
- Seasonal spikes — August back-to-school, December shopping season, and April tax season each create demand surges that flat scheduling cannot absorb
Export four to eight weeks of data to get a representative baseline. One week is not enough to capture the variance you need for reliable forecasting. If your current provider cannot give you hourly call arrival data, you are already planning blind.
Step 2: Know Your Average Handle Time
Average Handle Time (AHT) is the total time an agent spends on a call — talk time plus any after-call work such as updating records or sending a follow-up. If you have not calculated yours, pull a sample of 200–500 calls from your logs and average the full duration including ACW.
Most Jamaican service desk and contact centre calls run between three and seven minutes depending on the industry. AHT matters because it determines how many calls one agent can realistically handle per hour. At 80% occupancy — the standard target that keeps agents productive without burning them out — an agent handling five-minute calls can take roughly nine to ten calls per hour.
A practical rule of thumb: if your peak hour brings in 45 calls and your AHT is five minutes, you need at least five agents logged in and available — before you account for breaks and absences.
Step 3: Apply the Erlang C Formula
The industry-standard staffing model for contact centres is the Erlang C formula. It sounds technical but the concept is simple: given your call arrival rate, average handle time, and service level target, Erlang C tells you the minimum number of agents needed to meet that target. Free online calculators do the maths — you just need three inputs:
- Arrival rate: calls per hour during the period you are staffing for
- Average handle time: in seconds
- Service level target: the standard benchmark is 80/20 — 80% of calls answered within 20 seconds
Run this calculation for each hour of your operating day, not just the peak. You will get a staffing curve — a minimum agent count per hour that becomes the floor of your schedule. Staffing below that floor at any point means you will miss your service level target during that window, regardless of how well staffed other hours are.
Step 4: Build in Break and Shrinkage Coverage
The Erlang number is the minimum agents actively handling calls. Your total scheduled headcount must be higher because of what workforce planners call shrinkage — time when agents are paid but unavailable to take calls. Shrinkage includes lunch breaks, team meetings, training, toilet breaks, and unplanned absences.
A realistic shrinkage factor for Jamaican contact centres is 25–30%. If Erlang C says you need six agents on the floor during your 10 AM peak, you need to schedule eight or nine people to ensure six are actually available. Many managers skip this step — then wonder why service level collapses every lunch hour.
The fix is straightforward: stagger lunch breaks so cover never drops below your Erlang minimum, and schedule team meetings in the lowest-volume windows your call data identifies (often mid-morning on a Wednesday or Thursday).
Step 5: Validate Your Plan With Real-Time Queue Data
Forecasting gives you a plan. Real-time data tells you whether the plan is holding. Your contact centre platform should show supervisors live queue depth, agents available, current wait times, and abandonment rate — updated continuously throughout the shift.
When call volume spikes beyond forecast — a marketing campaign drops, a service disruption drives inbound calls, or a public holiday creates an unexpected Monday surge — supervisors need to see it immediately and pull agents from lower-priority tasks. Common Staffing Mistakes Jamaican Contact Centres Make

- Scheduling by habit rather than data — last quarter's headcount carried forward without checking whether call patterns have shifted
- Missing the post-lunch spike — volume drops sharply at noon but surges again at 1 PM as lunch-break callers pick up their phones; many schedules thin out at exactly the wrong time
- Under-counting AHT — agents who spend three minutes talking and four minutes on after-call work have a seven-minute AHT, not a three-minute one; using the wrong number throws off every Erlang calculation
- Ignoring the day-before-holiday pattern — the day before a Jamaican public holiday typically sees a surge in call volume, not a dip, as customers try to get things sorted before the closure
- No contingency staffing policy — when two agents call in sick on the same morning, there is no playbook for who covers and which queues get prioritised
