Metrics like raw call volume and total talk time are worth monitoring but should not be the primary game. They incentivise quantity over quality, which is the opposite of what your customers need and the opposite of what good gamification is designed to produce.

Start with a single metric. Supervisors who launch a gamification programme with six simultaneous competitions overwhelm their teams and dilute focus. Pick FCR or CSAT, run it for 30 days, collect honest feedback, and add a second dimension only once the culture is established.

Gamification fails in predictable ways. Knowing the failure modes in advance saves a painful rollback six months later.

Punishing low performers publicly: A leaderboard that highlights who is in last place is a tool for shame, not improvement. Display the top five, not the bottom five. The agents who are struggling need coaching access and supportive management — not public exposure.

A veteran handling complex escalations and training peers may score lower through no fault of their own. Consider segmenting competitions by tenure or adding a mentorship multiplier that rewards agents who help colleagues improve.

Letting it go stale: A leaderboard that has not changed its prize structure or competition format in three months becomes wallpaper. Rotate the mechanics quarterly — introduce a new badge category, adjust the prize, or run a one-week sprint on a different metric to keep the programme feeling fresh.
